When verification does not fit the normal path
For branch and operations staff handling an unresolved verification question
Northstar Mutual is a fictional example. If a case does not fit the normal approved verification path, pause that path and route the unresolved question through your organization's established exception process. This page helps organize the handoff; it does not set verification policy or determine which evidence is acceptable.
Start with the locally approved evidence reference for the relevant product, location, and role. If it does not clearly address the case, do not improvise a substitute: contact the designated verification specialist through your established internal route.
Choose the exception to route
Illustrative coordination examples only. The approved local reference and specialist determine how each case is handled.
- Situation:
- The source presented does not match the sources listed in the local approved reference.
- Check and handoff:
- Record the mismatch in the approved case system; ask the verification specialist which approved reference applies.
- Situation:
- A document is offered, but the local approved reference does not list it for this situation.
- Check and handoff:
- Do not treat it as acceptable based on appearance or familiarity. Route the question to the designated specialist.
- Situation:
- A name or other record detail differs, and the approved reference does not explain the discrepancy.
- Check and handoff:
- Document the specific discrepancy in the approved case system and request specialist review; do not decide that it is immaterial.
Worked handoff: a name-format discrepancy
In the fictional Northstar Mutual example, the approved case record shows a family name with a hyphen, while the document presented uses a space. The branch colleague checks the applicable local evidence reference, which does not resolve that format difference.
The handoff states: “The record and presented document format the family name differently. I checked the reference for this product and location, but it does not address this difference. Please identify the approved guidance and next step.” The colleague records only the permitted details in the approved case system and does not decide that the documents are equivalent.
Questions during the handoff
Keep the explanation factual and avoid predicting the review result.
What should I tell the customer while review is pending?
Explain that the case needs additional review before you can confirm the next step. Do not promise a timing or outcome. Follow the customer communication guidance approved for your location and role.
What context should I give the reviewer?
Use the approved case system and established process. State the specific mismatch, identify the local reference you checked, and describe what remains unanswered. Include only information permitted by your organization's procedures.
What if the approved reference does not cover this situation?
Do not infer approval or substitute an evidence source. Contact the designated local verification specialist through the established internal route and ask which approved guidance applies.
Can I accept another document to keep the case moving?
Do not request or accept evidence that is not authorized by the applicable approved procedure. Route the unresolved question to the specialist instead.
A clear customer explanation
Example: “I need to have this detail reviewed against the guidance that applies to your case before I can confirm the next step. I’ll send the question through our review process. I can’t confirm an outcome or timing yet.”
For the worked example above, the branch colleague records the name-format discrepancy in the approved case system and asks the specialist which approved reference applies. The colleague does not decide that the evidence is sufficient or ask the customer for an unapproved substitute. The next action is the local specialist handoff through the organization's established route.
