Make every reply true for this customer
Use a macro as a starting point, not a substitute for reading the conversation. Name the customer's goal, keep confirmed facts separate from investigation, and include one useful next step. Remove any sentence that does not fit the case.
Reply patterns
Adapt the wording to the customer's issue; replace example details only with facts you have verified.
Show you understand the task
Thanks for explaining that the report export is blocking your monthly review. I’m checking the export error you shared and will confirm what we find next.
Ask for the detail that changes the next step
To narrow this down, could you share the report period and file format you selected, plus the exact error text? Please leave out passwords or other sensitive credentials.
Separate investigation from conclusion
We have reproduced the export error in our support test workspace. We are checking whether it is limited to this report type; we have not confirmed the cause yet.
Explain what changed and what to verify
The export completed after selecting the report period again. Please try the same report once more and let us know if the error returns. We have not changed your saved report settings.
From vague reassurance to a useful update
A specific, honest next step gives the customer more than a promise the team cannot verify.
Before
“We’re looking into it and will fix it soon.”
- No known owner or investigation detail
- “Soon” implies timing the agent may not be able to confirm
After
“I’ve sent the export error and reproduction steps to our Product Support Lead to review. We have not confirmed the cause; I’ll share the next update after that review identifies the next step.”
- Names the action and receiving role
- Clearly separates what is known from what is not
Using a macro well
When should I write from scratch?
Write a fresh reply when the template would misstate the customer's situation, when the subject is sensitive, or when no sample accurately describes the next action.
Can I include a delivery date or outcome?
Only when the responsible owner has confirmed it and it applies to this case. Otherwise describe the next check, not an assumed result or deadline.
What should I personalize?
Use the customer's stated goal, the verified details of their issue, the action already taken, and the next step they can expect.
