Prepare a clear handoff

Use the approved route for the topic; do not include unnecessary customer information.

  1. 1

    Name the unresolved question

Describe the question category and what the current approved source leaves unanswered.

  2. 2

    Check the applicable route

Use the current, approved referral instructions for that topic and location.

  3. 3

Share only what the route requires

Use the authorized channel and include only information needed for the support role to understand the question.

  4. 4

    Explain the handoff plainly

Tell the customer that the question is being routed for review. Do not promise an answer, decision, or response time that the source does not state.

Choose the role by question type

Role names describe responsibilities, not named employees or live tenant assignments.

Product guidance role

Use the approved product-support route when a product term or coverage detail remains unclear after checking the applicable reference.

  • Include the topic and the source already checked.
  • Describe the precise point that remains unresolved.

Access support role

Use the approved access-support route when the issue concerns reaching an account or service channel and the available reference does not resolve it.

  • State the affected service or access step.
  • Keep credentials and unrelated customer details out of the handoff.

Branch operations role

Use the approved branch-operations route when a notice or local process question is not resolved by the published change information.

  • Identify the notice or process topic.
  • Include the relevant branch or location only through the approved channel.

Worked example: an unclear coverage detail

A customer asks whether a coverage detail applies in a particular situation. The branch colleague checks the approved reference but finds that it does not resolve the circumstance.

Useful handoff: “The question is about how this coverage term applies to the described situation. I checked the current product reference, but it does not address this detail. I’ll route the question through the approved product-support channel and explain the next step once that role provides guidance.”

The colleague records the question category and source checked, uses the authorized channel, and avoids promising a coverage outcome before the trained role responds.
